AI Takes Over Full Customer Journeys, Raising Stakes for Brands
AI is no longer just shaping customer journeys, it’s now actively managing them from start to finish. The latest advancements in customer engagement technology go beyond audience targeting and product recommendations, now handling campaign activation, handoffs, and even final bookings. This shift increases both the utility and the risks, as errors in customer context or permissions can have more significant consequences. Jessica Keehn, Chief Marketing Officer at SAP, emphasizes that the focus should always be on customer outcomes, not just technological sophistication.
SAP recently unveiled Autonomous CX, a suite of AI assistants powered by Joule designed to streamline workflows across marketing, commerce, sales, service, and operations. The goal is to eliminate common pain points, such as promoting unavailable products or slow service responses. Keehn highlighted that these assistants coordinate across business boundaries, ensuring AI actions are grounded in real-time data. SAP’s 2026 Customer Loyalty Index found that 35% of consumers trust AI recommendations over personal advice, but 30% have abandoned brands due to poor AI experiences.
Braze introduced several new tools, including BrazeAI Decisioning Studio Go and Agentic Standards, to optimize marketing campaigns while ensuring compliance. These tools aim to reduce errors in campaign execution, though there’s a risk of customer fatigue or overlooked conflicts. Bill Magnuson, Co-Founder and CEO of Braze, noted that the new features allow marketers to focus on creativity rather than technical execution.
Cisco Webex and LeapXpert have integrated WhatsApp messaging into the Webex platform, enabling secure, compliant client communication. The integration applies data loss prevention checks and archives conversations, addressing the challenge of managing client interactions in consumer messaging channels. Avi Pardo, Co-Founder and Chief Business Officer at LeapXpert, pointed out that clients prefer messaging apps, forcing businesses to adapt rather than resist.
Walmart’s CEO, John Furner, reiterated the company’s commitment to ethical personalization, pledging not to use AI for individualized pricing. Furner also clarified that Walmart’s AI shopping assistant, Sparky, will not misuse personal data. The real test will be whether Walmart upholds these principles in practice.
The next phase of customer engagement AI will focus on proving operational effectiveness. SAP, Braze, and Cisco will need to demonstrate that their solutions truly enhance customer experiences without introducing new friction or risks.
