Freshworks Unveils AI-Powered Customer Service Suite and Expands Generative AI Capabilities
Freshworks has been rapidly expanding its generative AI capabilities through its Freddy platform, aiming to make AI more accessible and monetizable for its existing customer base of approximately 75,000 companies across 170 countries.
The company's strategic objective is threefold: to convert AI from a feature into a distinct revenue line with disclosed unit economics, to displace competitors like ServiceNow and Salesforce/Zendesk in the mid-market, and to position itself as a trusted partner for organizations wary of building or integrating unproven point solutions.
Freshworks' generative AI rollout has followed a phased product release strategy, starting with initial enhancements in March 2023 that reduced agent time by over 80%, followed by the beta launch of Freddy Self Service, Copilot, and Insights in June 2023, and the full-scale launch of the AI-powered Customer Service Suite in August 2023.
Key to Freshworks' strategy is its multi-model architecture, which draws on trusted LLM partners rather than building a single proprietary foundation model. This approach allows for more accurate and context-aware support outcomes.
The company has also made strategic acquisitions, including Device42 in 2024 to strengthen the Freshservice/EX product line, and FireHydrant in late 2025, which is expected to close in 2026 and combine Freshworks' ITSM base with FireHydrant's ITOM capability into a unified 'AI-native' solution.
