Microsoft Ties WEM Capabilities to AI Workforce Planning
Microsoft has expanded its Workforce Engagement Management (WEM) capabilities for Dynamics 365 Contact Center and Customer Service, incorporating AI workforce planning into a unified operational model. This shift means contact center leaders will need to forecast customer demand, schedule representatives, monitor quality, and estimate the capacity and cost of AI workers.
The company's new WEM release includes forecasting, capacity planning, scheduling, real-time adherence, quality management, coaching, and AI Agent Estimation capabilities. The latter, now framed as AI Credit Estimation, allows planners to project AI usage alongside service demand, enabling them to estimate credit consumption for specific tools.
While Microsoft's pitch is that it can unify human and AI workforce planning decisions, some experts caution that forecasting AI credit use does not guarantee customer service success. In fact, a contact center could hit its AI usage targets while creating more repeat contacts, escalations, and frustrated customers.
