According to Prasad Raje, SVP of Service Cloud Product Management at Salesforce, AI is 'just a power tool in the hands of humans to do greater things.'
The company's vision for AI-powered customer service involves combining large language models (LLMs) with structured information available in customer relationship management (CRM) systems. This connection is facilitated by Agentforce, which enables AI agents to draw on CRM data and generate responses based on a specific customer and business context.
Salesforce's Data 360 aims to bring together fragmented data from various sources into a more consistent customer view. This can support both AI and human representatives in providing personalized experiences across multiple departments or previous service issues. Raje emphasizes the importance of language capability, stating that 'the underlying technology can support these languages, but reliable deployment depends on access to sufficient, high-quality, region-specific data.'
The shift towards AI-powered customer service also raises questions around security, privacy, and accuracy. Salesforce's trust layer includes controls around data security, permissions, and privacy, while extending enterprise access controls to AI agents.
